Context & business challenge

A global semiconductor manufacturer wanted to deepen its understanding of customer satisfaction beyond existing performance metrics, identifying what actually shaped supplier preference and long-term relationships.

Customer experience spanned multiple functions and stages, from R&D and supplier selection through procurement, production, quality management, and after-sales support.

The business challenge was to identify the most influential touchpoints and improvement opportunities across markets, customer functions, and industries, while creating a foundation for a broader quantitative customer satisfaction program.

  • Map the end-to-end B2B customer journey and identify the decision criteria and touchpoints that influenced supplier selection and satisfaction.
  • Understand expectations and experiences across R&D, procurement, and quality teams, including differences by market and industry.

Approach

  • 37 in-depth interviews with customers across six global markets, including R&D, procurement, quality, and distributor stakeholders from industries such as automotive, networking, consumer electronics, industrial, healthcare, and storage.
  • Customer journey mapping examined critical interactions across product development, purchasing, production, quality control, technical support, and failure analysis.
  • Cross-market and competitive analysis identified differences in customer expectations by region, industry, business model, and supplier.

Key insights

  • Service was the strongest differentiator in overall customer satisfaction. Reliable response, flexible order management, technical support, and willingness to collaborate often mattered as much as product and price in maintaining supplier relationships.

  • Supply stability and product quality were core competitive strengths. Customers valued the company’s manufacturing capabilities, reliable supply, mature niche-memory portfolio, and generally strong product quality, particularly in Flash.

  • The larger gaps were in technology leadership and future product relevance. Customers increasingly expected more advanced DRAM, higher-capacity products, stronger industry-specific solutions, and clearer alignment between the supplier’s roadmap and their own future development.

  • Customer experience was inconsistent across markets. Direct relationships generally delivered high satisfaction, while overseas customers relying on distributors or single sales contacts could face slower technical communication and uneven local support.

  • Proactive communication influenced future consideration. Customers with limited exposure to product roadmaps or strategic business reviews were less aware of the company’s capabilities and therefore less likely to consider it for new projects.

Recommendations

  • Strengthen technology and portfolio competitiveness, particularly in advanced DRAM, higher-capacity products, and solutions tailored to priority industries such as automotive.
  • Increase proactive roadmap communication and strategic customer engagement. Regular business reviews, senior-level engagement, and clearer communication of product applications and future development can uncover new collaboration opportunities earlier.
  • Improve global technical support consistency, giving overseas customers more direct access to qualified technical teams and strengthening distributor and FAE capabilities.
  • Raise the rigor and speed of quality issue resolution, particularly failure-analysis reporting for markets with stricter documentation and response expectations.
